Purpose

Standardize how your team handles product returns, exchanges, and refunds so every customer gets a consistent experience and every returned item is processed correctly. This SOP covers the full return lifecycle — from RMA authorization through final disposition (restock, refurbish, or dispose) — with clear decision criteria for refunds vs. exchanges vs. store credit.

Scope

Applies to all return requests for orders placed through Shopify, WooCommerce, Amazon, and any other active sales channel. Covers domestic and international returns. Does not cover wholesale/B2B returns, which follow a separate process with different margin thresholds and approval chains.

Prerequisites

  • Published return policy on your website with clear timeframes (e.g., 30-day return window)
  • RMA authorization workflow configured in Shopify or your OMS
  • ShipStation or equivalent configured to generate prepaid return labels
  • Condition grading rubric printed and posted at the returns processing station
  • Zendesk or customer service tool set up with return request macros
  • Designated returns processing area in the warehouse with inspection supplies

Roles & Responsibilities

Customer Service Representative

  • Receive and evaluate return requests against the published return policy
  • Issue RMA numbers and send return shipping labels via Zendesk
  • Communicate return status updates to customers within 24 hours of each stage
  • Escalate exceptions (out-of-policy returns, high-value items) to the CS Manager

Warehouse Returns Processor

  • Receive returned packages and match them to open RMA numbers
  • Inspect items against the condition grading rubric (A/B/C/D grades)
  • Route items to restock, refurbish, or dispose based on grade
  • Update the return status in Shopify and scan items back into inventory if restockable

CS Manager / Operations Manager

  • Approve exceptions: out-of-window returns, damaged-in-transit claims, high-value refunds over $200
  • Review weekly return rate reports and flag products with return rates above 15%
  • Update the return policy and grading rubric based on recurring patterns

Procedure

When a customer contacts support requesting a return, the CS rep verifies the request against the published return policy. Check: Is the order within the return window (e.g., 30 days from delivery)? Is the item in a returnable category (exclude final sale items, perishables, intimate apparel)? Does the customer have proof of purchase (order number or email)?
